A Leadership Perspective on Retail Experience
In my role leading the Retail Experience team, our focus is on delivering the best possible experience for customers both in our stores and during their activities. At the heart of this is our Outfitting Experience, which is the process through which we recommend shoes, socks, insoles and other products tailored to each customer’s needs.
Beyond this core offering, we actively pilot new in-store concepts and test innovative retail solutions to continually elevate how we engage with our customers. To empower our store teams, we also develop in-house education and training resources designed to share best practices and strengthen their expertise.
What Makes an In-Store Experience Truly Stand out
The thing that makes an in-store experience truly memorable is the combination of connection and emotion. It’s about engaging with the customer on a personal level. That’s why we continue to place such a strong emphasis on customer service, because there’s no better way to create an unforgettable experience than through genuine human interaction.
Beyond that, countless elements within the physical space influence how customers feel, from music and signage to scent and lighting. The best retailers are those who use these details with intention to strengthen that human connection and create an emotional impact.
Bringing Brand Values to Life in Retail Spaces
Striking the right balance between creating an exceptional customer experience and driving business results can be a real challenge. Earlier in my career, I often focused heavily on the business case when rolling out new initiatives, but this approach was sometimes met with resistance and low adoption.

Over time, I’ve learned that leading with how an initiative benefits the customer leads to far greater success. When associates understand the positive impact something has on the customer experience, they become more inspired and committed to bringing it to life.
Emerging Innovations Set to Transform In-Store Experiences
While AI has evolved from a buzzword into a technology with real staying power, great physical retail will always center around human experiences. That said, many retailers are likely to embrace AI in an attempt to reduce human capital. However, I believe the most successful ones will be those that use AI to enhance, not replace, their in-store teams.
What excites me most about the future is the potential for store associates to deliver instantly personalized experiences using insights from a customer’s shopping history, provided through an AI-powered assistant. Ultimately, the future belongs to retailers who use technology to empower people, not replace them.
Advice for the Next Generation of Retail Leaders
If you pay attention and keep an open mind, inspiration can be found almost anywhere. Spend time walking through premium retail environments. Observe what stands out to you and, just as importantly, what doesn’t. Consider how these insights could be applied to your own model. Exploring parallel industries can help you step outside your immediate space and uncover fresh ideas that are transferable to your own context.
And don’t forget to experience your own retail space not as the person responsible for designing it, but through the eyes of a customer. With a new perspective, you’ll begin to notice opportunities you may have previously overlooked. Above all, remember that creating a memorable in-store experience is about forging genuine connections with people. Be intentional about how every detail contributes to that connection to leave a lasting impression on the customer.
