After joining Lulus, we experienced a phase of rapid expansion, with revenues growing at a high double-digit year over year. While Lulus isn’t a traditional tech company, our operations rely on custom-built eCommerce, order, and warehouse management systems—making technology a critical factor in scaling operations and revenue. My initial focus was on enabling the organization to keep pace with growth by accelerating software and technology deployments while minimizing risk. We transitioned from large monthly software releases to near-daily deployments, allowing us to adapt to business needs and evolving customer expectations quickly. To support this, we scaled and automated our software development, quality control, and deployment processes, integrating automated unit and functional testing.

Over time, my leadership focus evolved from simply supporting growth to driving it through technology. Early investments in data warehousing allowed us to unify information from multiple sources, unlock deeper insights, and be early adopters of predictive AI.

Our founder was deeply committed to listening to customers and using their feedback to refine our products, website, and customer support—an approach that remains central to Lulus today. We actively gather input through surveys, and leaders across the organization review this feedback daily to capture the true customer voice. Although some feedback can be challenging to read, it drives us to improve continuously.

At Lulu’s, live, human customer support is a cornerstone of the shopping experience. Without physical stores for direct interactions, our customer support team plays a vital role in delivering the Lulus brand experience—or, as I like to call it, giving customers the Lulus brand hug!

Technology amplifies our team’s ability to provide outstanding service by equipping agents with deeper customer insights. However, our dedicated team drives our best-in-class NPS and CSAT scores. They care about our customers and go the extra mile to create exceptional experiences.

There’s significant potential to enhance team efficiency and customer satisfaction further. By refining communication, expanding self-service options, and personalizing interactions, we can reduce customer contact while improving satisfaction. I believe that integrating generative AI into these experiences—while maintaining the strength of our human support team—will elevate our NPS and CSAT scores and set new standards for customer engagement.

From Manual To Modern: Leading Lulus’ Tech Transformation

In the early days, many of our processes were manual, and we prioritized automation based on effort, benefit, and openness to change. We focused on areas that were more receptive to transformation, demonstrating value and gradually building support in other areas. We also avoided automation when the benefit was low and the effort or resistance high, ensuring every change was strategic and impactful.

At the same time, we were careful not to over-automate. We introduced technology only when it added real value, allowing us to refine workflows manually before automation. This approach ensured automation improved efficiency without disrupting operations unnecessarily.

The biggest challenge in transformation is overcoming resistance to change, often from fears about job security or uncertainty around new processes. Building trust was essential. I involved stakeholders in developing solutions, ensuring that change happened with them, not to them. By fostering collaboration and demonstrating the benefits of automation, we successfully transitioned to an integrated, tech-enabled platform that continues to drive efficiency and growth.

The Future Of Retail Tech: Personalization, Privacy, And AI-Driven Innovation

Every year, a new trend promises to revolutionize retail. However, at its core, customers value the convenience of shopping online. They appreciate brands that understand their preferences, yet sometimes prefer anonymity. With growing concerns around privacy, the most impactful trends for the retail technology sector in the coming years will focus on balancing data-driven personalization with customer control. The future will lie in technologies that enhance the shopping experience while giving customers control over their data—what’s collected, stored, and shared.

Generative AI—particularly AI agents—has the potential to be a game-changer. When aligned with customer-defined personalization and privacy, its impact could be transformative. Imagine a personal shopping AI agent that protects data, learns preferences, and shops on behalf of the customer. Such technology could reshape online and in-person retail, offering a seamless, intuitive, and highly personalized experience while ensuring customers remain in control of their data.

Balancing Long-Term Vision With Immediate Priorities: A Strategy For Sustainable Growth

Co-leading board meetings and investor calls has taught me the importance of clear communication when aligning long-term strategies with immediate priorities. Mapping out the path and timelines for achieving long-term goals ensures that each step contributes to the broader vision. This helps prevent short-term distractions from derailing the ultimate objectives.

I also make it a point to connect immediate priorities to our long-term vision. By grounding discussions in key metrics—like scaling operations, optimizing inventory, and enhancing customer experience—we show how today’s actions lay the foundation for sustainable growth. This alignment ensures that short-term and long-term efforts work together seamlessly to propel the company forward.

Digital Transformation In Retail: Starting With The Customer And Leading With Your Team

If I could offer one piece of advice to CXOs navigating digital transformation, it would be to always start with the customer and work backward. Digital transformation delivers the most value when focused on improving the customer experience through personalization, convenience, and transparency. Let the customer’s needs guide your decisions on where to invest and how to prioritize.

Equally important is involving your team. Transformation isn’t just about choosing the right technology—it’s about bringing people along for the journey. Leverage your team’s diverse experience, encourage collaboration, and create a culture open to change.

Finally, remember that digital transformation is a marathon, not a sprint. Focus on small, incremental wins that build momentum while keeping the larger vision in mind. This steady approach will ensure long-term success and sustainable growth.
